Zendesk AI agents are the current name for what started as Answer Bot: a bot that reads a customer's message, pulls from your knowledge sources, and generates a natural-language reply, with the ability to hold a multi-turn conversation and, on higher tiers, take actions like checking an order before handing off to a human. The reply-writing part comes out of the box. The acting part only works on the systems you've actually wired up, which is the part we build.
From Answer Bot to AI agents
The old Answer Bot worked off keyword matching and decision trees: it would try to match what a customer typed to a help center article and suggest it, hoping the customer self-served. That's not how the current version works.
Zendesk folded Answer Bot into "AI agents" branding through 2023 and 2024, and the underlying capability changed along with the name. Today's AI agents use generative language models to read the message, pull relevant facts from your connected knowledge, and write an answer in their own words rather than pointing at an article. They can hold a multi-turn conversation and keep context as a customer follows up.
On the more advanced capability tier, an AI agent can also take API-backed actions, like looking up an order or checking a status, rather than only drafting text. Zendesk generally prices the advanced, action-taking tier separately from base plans, often tied to resolutions rather than a flat per-agent fee, so it's worth checking current pricing details for your plan rather than assuming it's bundled in.
Where an AI agent stalls out
An AI agent is only as useful as what it's connected to. It can draft a confident, well-written reply using your help center content even when the real answer depends on live data it doesn't have, like whether an order actually shipped or whether a specific account is eligible for a refund.
And "can take actions" only means actions on systems that are actually wired up with an API it can call. If the action a customer needs touches an internal tool, a legacy system, or a vendor portal with no API at all, the AI agent has nothing to invoke, no matter how good its draft replies are.
