Zendesk isn't a CRM. Two of its other products get asked that question anyway.
Zendesk is a help desk and ticketing platform, not a CRM, and it doesn't come with pipeline or deal tracking built in. If you want a real CRM from Zendesk, that's a separate product called Zendesk Sell, with its own pricing. What Zendesk Support does offer natively is a way to attach extra data to tickets and customers, and a product called Sunshine Conversations for building messaging experiences across channels. We're usually the ones connecting whichever of these a business already owns to the rest of their actual CRM or ERP.
Zendesk Sell, Sunshine Conversations, and the old Sunshine platform
Zendesk Sell is Zendesk's standalone sales CRM: leads, deals, pipeline, contact management. It's a genuinely separate product from Zendesk Support with its own plans and its own pricing, not a feature bundled into Suite. It does integrate with Support so sales and support can share customer context, but buying Support doesn't get you Sell.
Sunshine Conversations is a different thing entirely: a messaging API, originally built by a company called Smooch that Zendesk acquired, that unifies conversations, users, and messages across more than a dozen channels (WhatsApp, Facebook Messenger, SMS, custom in-app chat) behind a single API. It's what you'd use to build a consistent conversational experience that doesn't care which channel the customer actually messaged you from.
The original "Sunshine" platform, an open customer-data platform with custom objects built on AWS, is a separate, older piece of the same branding, and it's legacy: Zendesk has been retiring the standalone Sunshine custom-objects platform in phases, folding similar custom-object capability into core Support instead. If you see "Sunshine" referenced in older material, it's worth checking whether it means the current Sunshine Conversations API or the legacy platform, because they're not the same thing anymore.
Where this leaves a business that wants Zendesk to act like a CRM
A lot of businesses don't actually need a full CRM, they need ticket data tied to business-specific records: subscription status, equipment on-site, account tier, past orders. Zendesk's custom fields and custom objects cover some of that natively, but keeping them actually in sync with whatever system owns that data for real (your ERP, your billing platform, your real CRM) isn't automatic.
And if you're using Sunshine Conversations to unify messaging channels, the API gives you the plumbing, but someone still has to build the logic that decides what to do with a unified conversation once you have it.
